Unity Communications and the art of handing work over

The Arizona outsourcing company pairs global teams with automation. Its most interesting product is the judgment to know who should handle what.

A patient confirms an appointment, then mentions that their insurance may have expired. Until that second clause, the conversation looks like a perfectly sensible job for a machine. Now it needs someone who understands what could go wrong. In a Hiver podcast, Unity Communications founder Patrick Brown uses this healthcare example to explain his approach to automation: a fast confirmation means little if a valuable appointment subsequently unravels.

That small handoff is a useful way into Unity. The company sells business process outsourcing, the unromantic business of doing another company’s necessary work. Its proposition becomes more interesting when you ask where responsibility goes along with the task.

The useful bits / 30 seconds
  • Hand over a process: support, sales, technical help or back-office work.
  • Choose the arrangement: managed teams, employment administration or AI-assisted service.
  • Keep a human decision point: routine work and expensive exceptions need different treatment.

First, somebody has to own the queue

Unity’s published e-learning case study starts with roughly 700 support tickets a day. Adding courses brought more questions about prices, devices and the experience of using the service. Growth created work that the existing help desk had to absorb. The client needed a way to expand support economically before the queue became an obstacle to expanding the business.

Unity says it recruited Philippine help-desk specialists, trained them and put tickets through Zendesk. A team leader watched attendance and audited quality. By the second week, according to the company, the offshore team could handle 90% of requests. Unity also reports labor savings of up to 65%. Those are results from one unnamed client, rather than a forecast for the next buyer.

The queue gets a crew. Unity reports 90% of requests handled by week two in this client case.

The replicable detail is the supervisor. Recruiting people supplied capacity; routing, training and quality checks supplied a working service. A buyer can copy that sequence without assuming the same savings. Start with a defined queue, decide what counts as a resolved request, then assign someone to check.

A phone-system business learns to travel

Brown founded Unity in Arizona in 2009. Its early work supported telecommunications businesses, drawing on his Navy and telecom experience. The company dates its first Philippine office to Bacoor, Cavite, in 2016, followed by a larger Cavite office in 2021 and the Harton location in Metro Manila in 2023.

That history helps explain an otherwise sprawling service menu. A company that can connect people and systems across locations can apply that expertise to more than phone calls. Unity now offers customer service, technical support, accounting, sales support, data entry and healthcare administration. These are different jobs with a shared operational problem: the person doing the work must fit into somebody else’s business.

Two faces, one recurring subject: how to make a global team work. Brown, left, joins Ashutosh Garg in a May 2026 interview.

In that interview with The Brand Called You, Brown describes bootstrapping through used equipment, leased space and restrained salaries. He also describes hiring teachers to develop internal expertise. The interesting idea is that learning stays inside the operation after the lesson ends. It offers a practical explanation for investing in the team rather than repeatedly buying an answer from outside.

Three ways to buy the help

Unity’s market position is clearest in its pitch to first-time outsourcing customers. It offers help assembling and operating a team, including the integration work a nervous buyer might otherwise have to coordinate. That puts it alongside managed BPO providers, while internal hiring, freelance staffing and standalone support software remain alternative ways to tackle portions of the job.

The commercial arrangements differ. Managed BPO puts delivery of a business process with the provider. Employer-of-record services address the employment side of international hiring, including payroll and local compliance. AI agents handle selected interactions. A buyer choosing between them should begin with the responsibility they want someone else to assume.

Price matters, but the work has to survive contact with a real schedule. In a February 2026 Clutch review, RevOne Companies described early attendance problems. Unity changed the plan and incentives; the client reported January attendance of 99.59%. Separately, Pro Farm Manufacturing’s founder reported a $2,500 monthly bookkeeping bill in 2023. Both examples are engagement-specific. They show why staffing reliability and actual invoices belong in the purchasing conversation.

There is also a people question hiding inside the technical one. Unity lists kindness, empathy and accountability among its values. It reported Great Place to Work certification for 2024-2025, following an earlier certification for 2022-2023. Those recognitions describe an employee experience, not a service guarantee. Still, in a business where the employee becomes the client’s voice, the connection deserves attention.

For a buyer, the useful next step is to examine one complete interaction together: the initial request, the system access it requires, the answer the agent can give and the condition that triggers escalation. Ask who updates the instructions when the product changes. Ask who notices when the same question keeps returning. These questions turn an attractive staffing proposal into something an operations manager can actually evaluate.

Teach the machine. Keep the judgment.

Unity’s move toward AI includes an employee certification program announced in 2025, covering tools, prompt engineering and workflow automation. Brown’s stated approach is to combine automation with people who can adapt. It gives the company a way to sell improved workflows alongside staffing.

“By integrating AI, automation, and human empathy, we have scaled efficiently while maintaining service excellence.”Patrick Brown / August 2025

The company announced ISO/IEC 27001:2022 certification in February 2025, adding a formal information-security framework to its operating story. In a later explanation of integration, Brown described mapping standard operating procedures, building connections between systems, testing and holding weekly calibration calls. The order matters. Automation follows an understood process.

There is a boundary here for prospective customers. An undefined process gives an outside team little to reproduce, and an exceptional case needs an escalation route. The insurance example is memorable because the exception arrives halfway through an ordinary sentence. Any service design that treats every conversation as equally predictable will struggle at precisely that moment.

Unity reached No. 2,345 on the 2026 Inc. 5000, its sixth consecutive appearance, with 143% three-year revenue growth. A ranking measures expansion. The more useful buying question is smaller: when a routine task becomes a difficult decision, who takes it from here?
